M-Pesa deposit deducted but not credited to your betting account
Start with the M-Pesa confirmation message and statement, which prove the payment left your wallet. Then raise the missing credit with the operator's customer care, which the 2026 regulations require to resolve complaints before they reach the regulator. If it stays unresolved, the Gambling Regulatory Authority takes complaints.
What has probably happened
An M-Pesa payment has two ends: your wallet, which the telco runs, and the operator's account system, which the operator runs. Money can leave the first and not yet appear in the second. The cause may be a delay, a typing error in the account reference, or a payment sent to the wrong number.

Step by step
- Keep the confirmation message
Do not delete the M-Pesa SMS. It carries the transaction code, the amount, the date and time, and the name and number that received the payment. These are the details customer care will ask for.
- Check the receiving name and number
Compare the name in the message with the operator's payment instructions inside your account. A payment to a different business number is a different problem from a payment to the right one that was not credited.
- Check your M-Pesa statement
Confirm the transaction is listed as completed and that the amount matches. The statement is the telco's record and is stronger evidence than a screenshot of a chat.
- Check the account reference
If the payment needed an account number or reference, check what you typed against what the operator asked for. A wrong reference is a common reason a payment cannot be matched to a player.
- Look at your account history
Look at the transaction list inside the betting account, and at any pending items. Some operators show a deposit only after their own confirmation arrives.
- Contact the operator's customer care
Send the transaction code, amount, time, your registered name and account details. Ask for a reference number for your complaint and note the date you raised it.
What the law requires of the operator
Section 73(2) of the Gambling Control Act, 2025 says a licensee shall credit to the player's account all funds received from or on behalf of a player. Section 73(4)(c) lists mobile money transfer among the ways a licensee may receive funds, so a deposit through M-Pesa is within the scheme of the Act. Section 75 then limits what the licensee may do with the balance: debit wagers you direct, remit funds at your request, or pay bank charges for deposits received and funds withdrawn.
Regulation 88(1) of the Conduct of Gambling Operations Regulations, 2026 requires all financial transactions to go through a secure payment gateway compliant with a payment industry data security standard or an equivalent approved by the Authority. Regulation 103 requires a licensee to establish internal dispute resolution mechanisms approved by the Authority. If you cannot find the complaint process in the operator's terms, ask for it in writing.

Reversal through the telco
M-Pesa has its own reversal process, run by Safaricom. Its conditions are published on the Safaricom M-Pesa reversal page, and a reversal is for a payment that should not have been made. A payment correctly made to a licensed operator that has not been credited is better chased with the operator first, because the operator holds the money and can credit it.
If you start a reversal, tell the operator. Otherwise the money may be credited and pulled back, leaving the account short.
Escalating to the regulator
Regulation 9(2) says the purpose of an operator's customer care centre includes resolving all complaints or disputes before they are reported to the Authority, and referring any unresolved matter to the Authority. So the order is the operator first, then the Authority.
The Authority's complaints page gives three channels: in person at ACK Gardens Annex, Bishop Road, Nairobi, by email to [email protected], and by the toll-free line 0800-723-770. It describes a formal complaint made on a form that you complete and sign. Attach the SMS, the statement extract and your correspondence with the operator.
The Act also provides for the Tribunal. Section 80 says a party to a dispute arising out of an online gambling activity may appeal to the Tribunal within fourteen days from the date of the dispute, so keep dates on everything. Protecting yourself while it is open
- Do not pay again to "release" or "verify" the missing amount until the operator has confirmed in writing what it needs.

Illustrative example: a player sends KES 1,000 and receives the M-Pesa message at 20:14. At 20:30 the account still shows nothing. The player checks the statement (completed), confirms the receiver name matches the operator's instructions, and writes to customer care with the code, amount and time. Customer care replies with a complaint number. If no reply came, the player would keep the dates and then lodge the formal complaint with the Authority.

Can M-Pesa reverse the payment instead?

What if the money went to a number that is not the operator's?
Then it is not a deposit to a licensee and the operator's duty to credit does not arise. Contact Safaricom with the transaction code, and be wary of any payment instruction you received by SMS or social media.
